In a global IT services factory like that of IBM, it is usually difficult to determine the exact cost of a service transaction, in terms of the the labor effort spent, or complexity of the task involved.
Traditionally, companies try to address this concern by asking their knowledge workers to annotate their work in minute detail. This process not only relies on the memory and effectiveness of
the worker to record his tasks, but is also further demanding on his time and efforts. Hence, it carries the risk of wrong annotation and worker fatigue. There is now, an increasing need for systems that can identify service delivery processes at a higher level of abstraction, and can recognize links between different processes that are part of the same high level task in a non-invasive, unsupervised way. As part of this project, we designed an automatic screen capture tool that aims to detect all the steps involved in a service transaction, carried out by an employee, by running as a program on his desktop. My role was to assist in deploying this tool at IBM delivery locations, for capturing screen shot data, and then to train classifiers and design unsupervised algorithms to mine the screen shot data. The learning algorithms and unsupervised binning algorithms designed were used to classify and annotate screen shots into a series of service tickets and non ticket related work.
